AI’s Potential to Transform Customer Service: Why I Founded ChatRep
When I founded ChatRep, I had already spent over 25 years leading customer-centric organizations. I’d seen firsthand how important it is to retain customers, and how often this critical element is overlooked. We’ve all heard the old adage, “It’s five times more expensive to acquire a new customer than to retain an existing one,” or the metaphor of “plugging a leaky bucket.” Both stress the importance of customer loyalty, but I’ve noticed that far too many companies fail to connect that wisdom to the way they engage with their customers—especially in support.
In my experience, marketers often focus on specific channels—digital ones like SEO, paid search, or social media, or traditional ones like events, outdoor ads, and television. While these are important, they’re only a small part of the customer journey. Some of the best marketers I’ve worked with take a much broader, holistic view of every interaction a customer has with the brand. These interactions, what I call brand contacts, are critical, but they’re often underestimated.
What Is a Brand Contact?
Brand contacts aren’t just your flashy ad campaigns, your social media posts, or the design of your tradeshow booth. They’re much more than that. They include everything from your packaging, the way your office lobby looks, to something as simple as the tone of your email signatures or the professionalism of your customer service staff. Every single brand contact, no matter how small, is an opportunity to reinforce your brand’s value and build trust with your customers.
Yet, in most of the companies I worked for, we spent an enormous amount of time perfecting digital marketing strategies and very little time thinking about customer engagement—one of the most crucial brand contact points. In some cases, companies would outsource this entirely, often to a BPO (Business Process Outsourcing) provider, with little oversight. That hands-off approach is a mistake. Customer service, whether managed internally or outsourced, is a crucial touchpoint. Even when outsourced, successful companies put in the effort to align their BPO teams with the company’s goals, objectives, and deeply train them on products and customers. These teams need to be an extension of your company, not a separate entity.
On the other hand, many companies that try to build out their own customer service teams often do so with limited budgets, viewing these roles as cost centers rather than growth drivers. Customer experience (CX) teams often get decent training upfront, but that training typically declines over time. I’ve spoken to countless CX teams across various industries, and the feedback is consistent: they feel disconnected from the company, overwhelmed by the workload, and out of touch with the brand they represent.
Enter AI
With recent advancements in AI, we’ve seen powerful new tools emerge to improve many aspects of business operations—everything from employee screening in HR to generating marketing copy, assisting in code development, and even bots that help with sales research. But for me, with my background in customer-centric marketing, what excited me the most was the potential for AI to enhance the customer experience.
I’ve spent years building and managing overseas support teams, and I recognized the opportunity to use AI to not only improve the efficiency of those teams but also to help them stay better connected with the company and, crucially, maintain the right tone and messaging for every single brand contact.
Does AI Replace Human Support Teams?
At ChatRep, we don’t believe AI will replace human support teams entirely. What it does is help them work smarter and more effectively. AI will certainly reduce the need for large teams, but there will always be instances where human interaction is necessary. Humans are still essential for more complex inquiries, for adding empathy to sensitive customer issues, and, of course, for training and fine-tuning the AI.
Based on our experience, a well-trained AI chatbot can reduce the number of human interactions by up to 75%. What this means is that instead of needing a support team of eight, you might only need two agents—plus an additional resource to help train and maintain the bot. This approach allows companies to drastically reduce costs while improving the quality of their customer service.
